"We are seeing much heavier in a faster growth in the instagram conversation In the number of times that were mentioned on that platform People using that direct message function same with Facebook Messenger. I think the conversation has really shifted from a people posting on our wall to people sending US messages on Facebook Messenger but by far instagram has been has seen the most growth in recent days there was also a shift whenever twitter switched their platform from a social media platform in the APP store to a news platform in the APP store. We I think that's what we saw a big shift in the conversation there because we were still really heavily mentioned on twitter especially for customer service reasons. I know there's a ton of people who only have twitter accounts for customer service complaints. Like that's the only reason they ever use it. So we see our share of those But we see way more news on twitter now than we have in the past so I would say. Twitter has shifted therapy. Because it's more newsy. It's more what's happening right now. Versus that traditional customer service is what I had for lunch type of platform that was previously so obviously with social chatter. You as you had mentioned. There's some things you have to deal with customer complaints. Obviously you mentioned you know doorbell videos and things like that. But there's also a lot of good chatter happening to and you're T- recently just did a huge campaign highlighting some of these really amazing sort of Going the extra mile and doing the extra effort type of things. Tell us about this this amazing campaign that you did. Yes oh I could talk about this in my sleep. Okay so this is made possible by so I'm going to start from the very beginning Several years ago we started finding these types of posts on social media and sharing them without tying them into a campaign. We had team members who were literally save people's lives. They would get out of their truck and they would go rescue people from a burning car or they help people when they saw a wreck on the side of the road or they would jump into a pond to save somebody from submerging car which I mean actual stories these stories morphed into a mini campaign that we call delivering thinks. And so we would say we're delivering things to Eric for rescuing somebody from a a car wreck Whatever it might be And these posters took off. I mean they were. They were the best performing pieces of content. That we have ever seen in the history of Fedex. Ever hands down I'm talking you know we used to have a few hundred likes on average on post and as soon as we started sharing this content organically We would have thousand thousands and then we would. Obviously we could use pay boost post that were preferring well and we would see hundreds of thousands of lights on these types of it was it was incredible to see them take off like wildfire and we knew we had something. So we continue that delivering Delivering thanks campaign for a few years. And this last year in June of Twenty nineteen. We worked with the new agency and we really were tasked with the this. I guess the assignment was. How do we take this campaign? And how do we talk about our team members in a way? That's going to become more engaging that is bigger it's tied to our our. We have a purpose. That's connecting people impossibilities around the world. So what can we do to happen to that and to make this bigger so the made possible by campaign was born and what we did was found stories which I mean when you have four hundred ninety thousand team members around the world these stories will come pouring into you But we found team members. Were doing wonderful things whether it's saving people that are in life threatening positions or if they are rescuing puppies or Trying to help somebody get surgery because they There's a hole. The first the first story there was about a person Jamaica who helped a child get the surgery that he needed through this program that Fedex had sponsored and he went through so many jump through so many hoops to make it happen in the able to get a surgery and there was all because of this team member who went the extra mile for them so we highlighted him to kick it off And these stories are they. They're so great internally and externally so internally at Fedex we have. We've got so many team members that are on our facebook page and they're seeing our social media content and they are active. They are commenting on this. This content as well so Some of the stories that we post on facebook for example they highlight couriers. Who are also on facebook and the couriers will get in there and start saying like thank you so much for highly me or I show sharing my story and people will start talking to the courier and the comments and it just you know it. It gets really cool to see how it conversation plays out so culturally. I think our our team members can see themselves in these stories and it just really helps to create a just paint them in a positive light Because so much of what you see on social media is negative. It's about people complaining. And this really helps. Combat that and and elevate our team members to showcase the ones that are doing good things for the community and when you highlight them and social media to it. It helps make that attitude contagious. People want to be part of the the percentage of team members who are doing great things for their community so I mean. Recently we've seen tons of video shared of our couriers who are there's one that was folding a flak that fallen on the ground when it was shoveling snow for a customer when their their doorstep was just completely covered. We've had a few of those We've actually just had another flag folding story that popped up yesterday maybe so I mean yeah. There's I mean there's a there are so many great things that are team members are doing small things and big things that we can highlight to this campaign and they've been outperforming all of the content that we've that we've been pushing out there. It's really awesome to see and it's. It's a heartwarming campaign to be a part of also Alex is made possible by program is just phenomenal. And you articulated. Why it's optimistic. It has that third party credibility. Because you're not it's not fedex corporate talking about Fedex but it's your carriers and your teams and and other people who were talking in this case positively about about your brand. It's just phenomenal. I think also for me in this kind of gets to my question cut helps me realize the scale at which your organization operates you mentioned six seven thousand mentions a day a half a million employees one of the largest fleets of aircraft and vehicles in rickshaws and the entire in the entire world. My question is how from where you sit as global social media manager there in Memphis Tennessee. How do you work kind of outside of your world? Which is the marketing communications? World going to ask you how you with three different teams I would be. Hr because again. You're dealing with a half a million people who are out there. Tweeting on behalf of the company. In almost all instances positively inappropriately but every now and then maybe something not so appropriate number two customer service because so many of those six or seven thousand missions our customers who are asking whether packages or whereas they're courier or why didn't you pick this up. You know good bad indifferent. And then the third kind of audience at I'll be really curious about would be the operations so the actual running of Fedex where most of those half a million employees set. How'd you kind of work in coordinate with those different departments? Yes okay. That is a very good question. I'm going to rearrange the order in which you asked about so i WanNa talk about customer service because we work with them more than anybody else on a daily basis really The person on my team. Who's managing those That issue management? Who's doing the listening is the one who interacts with them on the rag all the time. They are the critical partners to us. So the reason is that we we see the good the bad the ugly about Fedex across social media especially this person. Who's doing that issue management anytime? She sees something she knows. Our Customer Service Team has not address slip through the cracks or that there is somebody with a massive following or something's gaining traction That they need to nip in the bud immediately or take immediate action on she reaches out to There's an escalation list that we send it up to so There's social media managers and our customer service managers directors who are responsible for the customer service reps on social media who take action on that So the way that we kind of divide and conquer social media with customer service they are actively monitoring all of the mentions of Fedex. Whether it's a Hashtag Orson. At mentioned across our channels they use salesforce to interact with customers. And they've made huge strides. Recently they went from. I want to say the average response time. A few years ago was fifteen hours is what it was down to an eight minute. Response Time average which is incredible Especially across twitter so they they have really come along way and they're great at their jobs. They're really good at what they do. They're very responsive. So what we do is we just help supplement them. If we know that there's something that they maybe didn't see where that hasn't been pulled into salesforce or there's on case assigned to a customer. We help escalate that to them and say. Hey this is something you guys should probably be aware of and would be great if you could take action on. Because it's gaining traction social and we don't want it to become an issue because the most important thing for both of our teams is creating that great fedex experience we have what's called the Purple Promise here Fedex which is I will make every Fedex experience outstanding and so that's ultimately what we all want to do So we stay connected with them as much as we can to make sure that we are creating that great customer experience and nobody feels like their case is not as important as somebody else's so the next time I'll talk about. Hr WE WORK WITH HR on a couple of different in a couple of different ways. One proactively we need to understand from a recruitment standpoint. What are their biggest needs for? Woman created in content. What do we need to be highlighting about FEDEX? Or who are the audiences that we need to read in order to attract and retain talent within our company? The other way though and more of a reactive is we see content from some of our team members that we think we need to share with HR for consideration for social media guidelines because we build the social media guidelines for employees in conjunction with HR We will share. You know what we're seeing trends that we're seeing as far as social media interactions engagements new tools new platforms so as building out those refreshing those guidelines. We know okay. Here's some some new things that are coming. We may need to add to the guidelines because this is become a pattern social media over the last however year so and then the last one operations Operations is an interesting one for us. We I would say the the main way that we work with operations is through. Customer Service on a reactive basis. So if we know that there is somebody who is missing a package and it is critical and we see a way that we can step in and say. Hey you know maybe it's a Fedex express station manager. That is the closest one to a customer. Who's missing a wedding dress? We could reach out to the station manager and say we saw this post Obviously will work with our customer service team to make it happen but They can jump in action to make sure these people received the the items that they need but another way that we work with them is they are really great at submitting story ideas so a lot of our operations team members are on the frontline. They see these team members. And they're the ones interacting with customers. They know about the stories that we need to tell and so we we have a two way relationship. We get the stories from them. We create stories about our team members. Feed into that possible by campaign and then We work with them to make sure that our customers are getting. They need three audiences three very specific and accurate answers. Thank you for for that. I think that really helps our listeners. Who probably dealing with many of the same types of questions and dealing probably not at the scale at which you're you're dealing with. I do WanNa talk a little bit about measurement in. Roi You are a business. It's all about numbers and tracking everything. So I'm curious how you track performance of your team and social media at Fedex you as it relates to the great metric that you used around social customer care moving from your fifteen or eight hours two or fifty dollars to eight minutes type. Sla All the way to the efficacy of your post. How do you kind of set the bar for your team? Then how do you measure their performance.

"The torrent of news. Recently you may have missed an item about Amazon. It has blocked its third party sellers from using Fedex for delivery. Our next guest says that's another another sign of the coming collapse Fedex. Scott Galloway is professor of marketing at New York University. Stern School of business got welcome. Thanks very much German. Good to be here so you write eight something. That is pretty surprising. which is you say? In the next twenty four months Fedex will either be acquired or lose an additional forty percent plus in value. What why do you say that? So I think entire industries have now been what I call feature is and that is these Incredibly low margin difficult businesses are being used as components components to make high margin more scalable businesses stickier so you have what is arguably the most dominant firm and retail now using fulfilment as a means of trying to establish how much greater loyalty across their loyalty program in this case prime so I think Fedex is being featuring if you will. It's interesting because when I'm driving on the highway I'll I feel like I still see more Fedex trucks than Amazon prime trucks. But maybe that's wrong. No you do Amazon has a fraction of the capital expenditure of the Fedex but they start with several advantage. It's clean sheet design and also as big tax is becoming famous for the move to sort of this algorithm of exploitation and that what is there the reality is Amazon will have a much lower cost base because they will not have things like health benefits or paternity for their drivers in granted. That's not it's not true for all Fedex drivers some of them are contract workers but the caw space the cost structure will be lower. The technology will be better and to be blunt the film it and delivery is all about trust in the most trusted brand in the world right now is Amazon interesting and Amazon. I had a much better on time. Delivery performance over the holidays than index. That's correct some of this reality and some of it is perception in the financial markets. Perception is almost as important in that Amazon is now able to perform what I refer to as a Jedi. mind mind trick against Fedex. In the form of now that they are in the business or officially in the business of fulfillment in the last two years Fedex's shed about forty percent of its value while Amazon is increased. Its value thirty percent. And you're continue to see a further erosion and the Stock Price Fedex even if it's not supported by the fundamentals because the markets have come to believe that one Amazon sets sight on a industry that every other player in the industry begins to shed value to Amazon and the seeds a lot of advantages Amazon. Their cost of capital goes down in enables them to sort of fulfil the promise if you will or make their own future by massively investing in that category to the extent that other players can kind of best now why Fedex and such a worse position than the other big delivery service that we think of which is ups. I think Fedex has not innovated I I think internally they've been very focused or the CNN focused on tax avoidance and just as a consumer if you look at the experience whether it's the user interface there on time delivery relative to Amazon or ups they're just sub-standard. Signing Fedex is the most vulnerable of the logistics and fulfillment players and just to give our listeners. Some of the statistics here Amazon logistics is already shipping being over two and a half billion packages annually in the US three billion for Fedex in the US Four point seven billion for ups. It's monday august twelfth. The relationship between fedex in amazon started to deteriorate after one dramatic christmas. Let's let's go back to december twenty thirteen. It's christmas and it's a year were ecommerce is growing taking share for malls. It's on fire palsy. Albro covers the shipping industry for the wall street journal. Their relatives and they're expecting it to arrive before christmas but what's happening behind. The scenes is u._p._s. Fedex are getting crushed. There are just millions of packages that are being dropped into their network. Not only from from amazon dick's sporting goods macy's kohl's l.l bean. I mean just any retallack you can think of the network was being completely overwhelmed and millions of people a little bit get their packages before christmas. Christmas was ruined for a lot of people christmas. Cheer turned into christmas jeers today after a lot of disappointed online shoppers were without out there gifts on christmas morning. I waited around for hours and hours for it to show up and it never did. It's terribly disappointing because we ordered these things on december first. I was really excited. I couldn't wait to see your face and it didn't happen so i was disappointed and the carriers had to issue refunds john's and sort of amazon amazon akitas well but amazon did something about it. They really got serious about wondering thing. You know what do we have to do to make sure it doesn't happen down the road and they decided that they were going to look into building their own shipping network that strikes me as an extraordinarily ambitious. Che's response to something that all of retail had to deal with but here's amazon deciding. We're gonna actually build our own logistics company right but amazon is known for big ambitious. Che's ideas and really disrupting industries and they certainly have the capital to pursue this sort of bold idea. I don't think it would be hyperbole to say that they're one of the most i feared companies. Incorp america dina mattioli covers amazon for the wall street. Journal amazon's not content to partner with other companies when they think that they could do these things better themselves. They're studying different companies and industries that they can get involved in and if there's an ability to bring efficiencies or to execute under better level they probably will amazon's done a good job at looking inwardly and saying well if we need this type of service. Maybe our customers need it to amazon has used this playbook many times. When it sees an opportunity in another industry it's studies that industry carefully and then pounces so a prime example example of that is cloud computing amazon started growing beyond book selling and they started adding lots of other categories and they needed data and computer pewter bandwidth to help serve those customers so they created cloud computing and then at some point. They said you know what if we need this to run back operations. Any number of companies in the world world probably need it to and that's now the cash cow of the business. I think a lot of people still describe. Amazon is one of the world's biggest retailers but there's so much more the not these days. They are a massive hollywood studio. They're one of the biggest advertising companies in the world. They make their own electronics. They make kindle and alexa which are wildly popular. They're getting into healthcare. They're getting into health insurance and with whole foods and their amazon goes stores. They're also getting into grocery so there's really you know industry that they don't have their tentacles in some fashion in how do companies react when they start to pick up. The scent amazon might be looking into their neighborhood with panic. I think i know this from my prior job covering mergers and acquisitions that you'd be hard pressed to find a single boardroom in america where amazon's not regularly brought up up and people are trying to make themselves amazon proof but when amazon decided to get its tentacles into the shipping business. Fedex's ceo didn't react with panic antic at all here. He is in a fox business interview. Amazon is now a big customer for you time. They're trying to get their own trucks. Their customers twelve competitor the fact that amazon had lots of trucks and things like that is smart from them. Not a threat to us sex would always face the question of what are you gonna do about amazon as a competitor amazon's growing. It's living in our county feel about that. Is that a risk for guys and fedex stance in the words of their c._e._o. And founder fred smith was that amazon being a competitor was quote fantastical. He didn't believe that amazon would build out a network network to rival its own and there was a reason fedex was doubtful. When it comes to logistics. You can't just bill the network to deliver packages any given week. You have to weigh over build your capacity. There's a phrase this isn't logistics industry that you build a church for easter and what that means is that every sunday your church. It may not be packed but on easter. It'll be packed and it'll be overflowed. Amazon needed to build its church. They needed to have its church. That can handle there overflow. Their big peaks in volume around christmas around prime day. Despite this enormous barrier to entry amazon got to work doc building. It's church anyway in just a few years. It's built up a massive logistics apparatus including hundreds of warehouses tens of thousands of trucks and dozens of airplanes over the last few years you start seeing amazon trucks on the road more often so in two thousand fifteen amazon started prime now which is basically one hour delivery and some metro markets later on that year. They started leasing airplanes. They also started looking for people who on small businesses though basically be amazon's delivery partners. I you could start your own business. Hire workers renison vans and you basically have replicated the model that fedex uses in his ground business two years ago twenty. Two percent of packages were delivered by themselves today. Forty five percent of packages are delivered by amazon so almost half of amazon's packages these are delivered by amazon itself and if doubled that in just two years yeah amazon now has around fifty cargo planes now that's still pales in comparison to fedex is around seven hundred planes but for only a few years of work for amazon. It's not bad what u._p._s. has built out over a century korea and fedex has honed over forty years amazon have done no matter of years and all of this would have been fine for fedex. Maybe if amazon was building the network to ship only its own packages but last year amazon declared that shipping other people's packages would be a new line of business third party's people and businesses who sell on amazon can now ship through amazon too and that cuts directly into fedex is business say you're a a sneaker retailer and you're selling shoes on amazon the way an ebay seller might sell on ebay you would sell the shoes an amazon truck would come pick it up from you and they would put in their network the way they would amazon packages and get it to the end user so fedex was just kind of you know what the heck were worshipping your packages. It is but you're also building this business to compete with fedex any business who wakes up one day and sees a customer turning into competitor as the the right to reevaluate their relationship so last week fedex re evaluated and decided to cut ties with amazon and they could afford award to do that. The nine hundred million dollars amazon pays fedex to deliver packages. It's actually only about one percent of fedex is total revenue and there were risks to staying with amazon if fedex were to stay with amazon so amazon becomes not one percent of its revenue but five percent or ten percent then it's really hard to split ways and that's the situation one fedex is biggest competitors finds itself in right now u._p._s. in a really different different position with amazon amount of revenue that u._p._s. Guests from amazon is much closer to ten percent than than fedex so certainly couldn't cut ties with the retailer like fedex. Did the amazon grew so big that they could bring a lot of those packages into its own network ups be left with a huge revenue whole you can't really lose that to give give a customer and not feel immediate pain. That was one reason that fedex proactively cut ties with amazon even though it was still getting business shipping amazon packages fedex figured if amazon really has these ambitious to grow their delivery business. They're gonna leave us no matter what so. Why should we be helping them in these last few years of then giving us. This revenue is basically saying. You're not gonna fire me. I quit we'll figure out under our own terms rather than having our hands before when amazon says we don't need you anymore. It is a risk. I mean it's like the biggest ground beef supplier in the world and not at selling hamburgers to mcdonald's so obviously fedex is taking a risk by cutting ties with amazon but it's a risk that fedex thinks could pay off big time fedex is planned to go up against amazon and make itself a lot of money in the process. "Today and where they may be heading next and good morning once again six twenty one on wall street in the us today five companies in the sp 500 report earnings including fedex lee klesko is bloomberg intelligence senior transportation and logistics analysts and he is speaking to us on fedex earnings today things haven't been so absolutely positively positive for fedex this holiday shipping season have they now fedex's issues really uh stem from before the holidays i went out when a cyber attack it there uh european operations uh which recently acquired uh called tnt um they took a pretty big charge in the in the first quarter about seventy nine cents a share uh and they could take a charges highs forty one cents a share of this quarter uh and the the attacked uh and the really resulted in the loss of higher yielding international freight uh and those those by on some of them are or loss for good um so that was uh an issue for them and also they had a increase expenses now either to fix the other cyber attack could make sure hasn't happened again but over time uh to make sure that some uh um shipments finally made this to where they were where headed uh that were delayed because of the attack this is side we're hearing that the the company appears to be a meeting high demand better than than rebel ups here young upi fervored are very during the week of a cyberattack rafter misuse quit their that work in terms of our correctly resourcing um they have.
