McDonald's made this unusual choice because back in November, Easterbrook left with the severance estimated at over $40 million. But in July, an anonymous tip led the company to search corporate servers and their investigators found explicit photos and videos sent from Easter. Brooks corporate account evidence of sexual relationships with three employees, including one woman for whom Easterbrook approved a stock grant worth hundreds of thousands of dollars. I think that there was an expectation as they were negotiating a settlement. That the former chief executive officer be open and honest. "So I was lucky to be able to influence the division for the role so fundamentally take your own employees experience. Because without that, you cannot impact patient experience. It's not just correlation. But also causation right? And you know, into the employee experience has I would say to parts because wollen tears are somewhat different than employee's in terms of how you motivate them in what they're looking for. And also several hot healthcare systems are other industries. We have contractors that are working, but to the customer, it's all one. That's right. Right. That they don't differentiate. So we have about four thousand five hundred providers which are from UD southwestern which Earnhardt directive, Louise, so under the under the employees umbrella C three segma-. Wants direct employees are contractors, of course, are woolen tears, which are very very important part. So so the employee experience culture, and we'll talk about culture in a in a bid. But I think that is that is foundational. Yes. In a two to a positive customer patient experience and their families, of course. So when you walk into the role in I really think you because I think this is so telling and what we're seeing is, you know, we're we're calling this almost axe now not employee or customer experience when you walked in this role. How how did you and first of all the fact the other point I wanted to make was that you personally stepped up and proposed the customer the broad comprehensive customer work, which is not uncommon. We're seeing that in a lot of people who ultimately get the role like you do it comes from an an action like you took to step out and say, here's really where we need to take this. So you propose. Does this tell us about how you went about defining the role, and who you define that role with right? So so I would I would like to know may make sure we're there will there used to be a similar position about a year and a half prior to my coming to parkland. But I'm not sure that it employees. Okay. Okay. So when when I came in when I made the proposal, I engaged our chief nursing officer. We had some discussions without chief medical officer. Of course, our chief talent officer who who I was reporting to. But they were very broad stroke discussions. Our strategy chief strategy officer was a gentleman who actually proposed the first project that I was working out for the patient experience while I was still intended acquisition. The proposal. You know, went to the the CEO in terms of what I did once I had the rule I think the main thing was hitting the ground in understanding really what's going on. So I did a lot of shadowing on the floor. I interviewed face to face about one hundred and eighty individuals to see team members primarily in some patients to see to get get a firsthand understanding of what worked what hasn't worked, you know, and the base in the mansion and the baseline. Yes, ma'am. Yes. Do to get to get an understanding into feel firsthand of really, you know, where we're at. And what did you find? If you could share that at that. Because you know, healthcare is like you said it's so important that you're dressing the the the employee experiences. Well, yes. So if I might a focus on the employees piece that will come to the patient face. You are so so the employees piece we'd done implant gauge -ment surveys before. And so the most the the one prior to my rival was about eighteen months fryer and the outcome of that was we had, you know, each you talk about silos in some of your talks. So each department if you were imagine the organization with departments as verticals in hierarchy is horizontal 's you get these old fashioned pigeonholes, right or mailboxes. So imagine each of those mailboxes is a work unit..

"I'm so pleased to have sean smith with me and who is the chief experience officer at med star washington hospital in washington dc hello sean everyone hygiene how are you i am so so good it's thrilling to have you with me i i you know healthcare is becoming such an important part of this work and it's really really interesting to see how people are taking this on so thank you i know all the healthcare people out there will be very interested as well as other verticals because you have quite wonderful background walking you to healthcare so let's start with that tickets as far back i mean you you started in hospitality and healthcare really at tartus hospitality in many ways so what walk us walk us from the back to the front absolutely you know i always think healthcare is the pinnacle of hospitality i didn't see that though in my my early years i started my undergraduate study at widener university in hospitality management i chose widener believe it or not i thought i would be an nfl football player but my mom and my family reminded me i'm only five six so that to happen that's like me saying i want to be a basketball player nine five zero now sean you know a drink dream right troy where you go you go right to peaks well here your net football player in your mind right but my yes my my my father's brother when he was younger moved out to los vegas right after high school and he was always in the casino hospitality business he he went to unlv and he worked at the tropicana and the wonderful mandalay bay and as a young child with my family i would always go out and i just love the hotel the large complexes the the people the energy the entertainment it's the smith everything out the cigarette smoke notice get it and so that's what i wanted to do so at widener i i had a couple amazing opportunities to do some internships with the trump entertainment resorts in atlantic city where we live actually in the taj mahal for for two summers here at an interesting that must be all at the same time yeah six degrees of separation and you know i was the first slot operations intern working on the casino floor actually doing the change card to the slot attendant when they actually put money in slot machines back then and learning how to count money and you name it but really learn about the essence of customer experience and loyalty on the floor there's no better way than you know you're there with the people bright right right you're in the heart of it you're you're in the heart of all the conversations in one really quick story we were in there and i was in the master coin bank which is where they keep all the money and there's hard counting soft count and i was in hard count which is coin and at that point and as also had chips in there and we were locked in a room and you had to wear bracelets for ticks and fleas like dog bracelets on your ankles because how dirty the money was yes how and they did the count and they were off by about four hundred thousand dollars and a guy comes out he he'd locked the door and says no one can leave and the supervisor looks at me goes sorry we're glad to be here a little bit longer like what do you mean like what we're short money and i'm sitting there thinking oh my gosh which just happened and how i was nineteen oh it was a simple someone miscounted of stack of hundred dollar chips okay but so so anyway you know we able to get out but it was one of those moments where i kind of was thinking oh my gosh what's going to happen next but it was a great experience did that for two summers worked for the state hotel association pennsylvania and then i watched a movie the boiler room and thought to be a great idea to be a stockbroker one point inspiration comes from sean your man after my own heart and i'm thinking that looks like a great life i wanna do that i worked for a friend in harrisburg pennsylvania where i'm from and that didn't go well either so i went back to the hotel business and graduated worked for bally's atlantic city and ran the hotel from lebanon forty five pm to seven forty five am twenty one years old it was a pretty big responsibility all i can tell you is.

"So we need to be thinking about access in the patient's mind too is also act such as access to that appointment it's access to information access to education access to the carotene access to services in my local community and that all of a sudden begins to span madoff ups that's rate finances uh scheduling and all these other touchpoint so you're single expertise around patient experience uh is not the expertise that's the most important unfortunately thinking gauging those partners here has been effective because and probably already turning because there are people in those rolls the chief finance officer here for example has been bringing patients than to comment on the bill for years and so there's a there's an appetite for it already it's not as though i had to turn the ship now that being said it's not as though i'm always greeted with open arms he's are excited your rocketing you know you're disrupting stuff and all yeah just the other day we had a process around you know for example uh thinking about taking pictures of patients when they checkin for their added security right i'm sure many hospitals are thinking about this and again just being the voice at the table to say well as anybody talked to patients about what they think about that so that relentless reminding people that patients are our partners on is a piece of it but i think engagement recognizing that patient experiences operational in touches all those different partners especially in the future if not right now well and you just it we think you for that because that is at the end of the day the part of the work that is the hardest part but also the most longterm impactful because often when we talk about customer experience patient experience people will push it to its the front line fluffing the pillows all of those things that empathy which are critical but in point it is out changing the checkin experience being yeah reliable fixing the bill communicating all of the blocking and tackling of how the business does the business of the the you know the operation of the business and that is where the heavy lifting comes in that's right so.

"The cheap customer officer hugh in duct tape show on this sea sweet network i'm just so thrilled and please that adrian boise is joining us today she is the chief experience officer at cleveland clinic high adrian hide their houria i'm great thank you so much i know how busy you are in it's probably a crazy time of the year but thank you so much i've been such an admirer of your work and the cleveland clinic or cleveland clinic i know i'm not supposed to use the word anymore of cleveland clinic so thank you so much for being on the show thank you i'm thrilled to be here let's begin with um your background because it's always so interesting for folks to understand how you walked your way through and i think it's important to to talk about the fact that you are a neurologist a physician but then have also taken on this role so let's go as far back in your history has you'd like to walk us through kind of the the steps near career that got you here while i would probably start even further back than my career great i i i grew up in a dysfunctional home i would say and a high that got me constantly thinking even as a teenager about why people do the things they do interests and in an about human behavior so i was constantly asking the why what makes what makes us behave the way we do what makes us save the things we do and i think that actually was really formative for me because i feel like even now is i look back you have to have known some degree of suffering in order to wanna ease it wound in the world in the world and that began very early for me and so that that was really important as i moved on through college i had sort of this left brain right brain thing going i was a ballerina but i also was really interested in neurology partly because of that interest in human behavior and uh i was.

"Like hey you know like we wanna do this because it's going to keep you know it's gonna keep our you know our first year renewal rates are going to go up by four point and if they go up by four points while look what happens well you know i think that it's interesting because of the way that you had to grow the business you were always grounded in understanding the customer data and the customer numbers it's there's so many companies where this is a new concept where your subtracting loss from new and understanding the lifetime value of the customer so that's gonna be really valuable for you as you move forward is there one thing in particular for you that was kind of a and i ha moment as you've been getting into this work more you know and as you've been growing the business year for me it's just it it's the importance of understanding of of getting the customers to stick end to kinda come and do their second visit um know on both sides of the scenario you know 'cause you mean you can you can get yourself a new one we you know we learned that they're really on in our businesses like okay well we can we can we can accelerate sales but if we don't sell to the right folks and then they are not prepared we are not preparing them to be successful then it's not going to be useful and in fact it could be a moneyloser for us so you know how do we how do we create how do we work to create a relationship that we know like we know it's going to be successful i mean you know kind of both of these brands have been in this business for a long long time.

"Is that you at some point kind of you're making it work but you receded into the background so that it's part of how people do their everyday work but you've got a really earned the right to keep doing it night the the notion that you know get ahead of the planning cycle so everything's not reactive ride and that it's it's part of the cadence of how you talk about the business how you prioritise things yeah and i and i like the way you talk about i mean there should absolutely be part of it is not it isn't it you know you hear people say oh it's like revenue killing right like knows that revenue killing the rose zero i have it should be held the same this should be held the same standards as every other investment we make in the company that it's actually going to drive that's right revenue and it may not dr revenue in month wonder month too but it better drive revenue in the in the out months i mean this you know it it may end up being a longer play um but it needs to actually resonate i mean we as we built angie's will then we we we we we had a um we don't you know a lifetime value of a consumer and be ran that i mean that's when we ran the business i thought we were in the tire business it was like we know how much we're going to spend to acquire members because we know what they're going to be their behavior is going to be and we know what that's going to result in from what we can self advertising i mean you have to have that long horizon as well kind of mary to that shortterm revenue uh you know and that's and that's where these two will come to come to live in harmony uh you know it'll be things that are.

"It's there it's really kind of how many jobs are they winning how are they closing you know they would look but they would rather have you know kind of 10 calls that lead to seven jobs than a hundred calls that lead to seven job i mean they don't have the time in the energy for that you know it because for them that deciding do i work on this job or do i go bit out this leader do i have dinner with my family tonight you know so helping them be as efficient and in in in running their business possible is incredibly valuable to them and i think them get good customers that want to come back to them so thank you for that i i wanted to kind of context that before we move into a little bit about your you're moving into this she customer officer role because this is really intriguing immune you're you're you're on like a lot of our other guests where they're going into the role from another zx role or whatever you helped business build this business through an acquisition your what what occurred to um to kind of facilitate the movement to your current role so you as the as putting together the new company as the two brands were coming together we are looking for you know there there was no opportunity for kind of how how best what i fit in that new management team and and if you think about it you know a lot of the things that i was doing even as a chief marketing officer kind of in the in the last two years have been more about customer experience than than marketing 101 uh so uh home advisor had a great chief marketing officer and so made absolute sense to give her those rains and really to focus on the customer experience because that was a void that the the neither business had dedicated resource to uh and you know to really help us to think about how we continue to win uh and and and garner the loyalty of both the consumers in the search for actors it just struck us as an opportunity for the brands.

"I think one of the other things that help us with you know we were located in the midwest we started in ohio moved indiana ran the business out of indiana i think a lot of times for entrepreneurs one of the biggest challenges you have is there's just so much distraction so many great things that you could be doing so many things that you could be trying and you know many times head of having a clear concise business plan matters a ton here it's like you got rents many times and you know kind of one of the advantage of being in the midwest we were uh forbid isolated from the fray right we will have a little it in the cool circle right so we got to keep heads down and do kind of heavy lifting um you know but then the we ended up with the advantage of you know i think it was two thousand seven two thousand eight we started to get venture capital money from the coast you know that allowed us kind of have the best of both worlds we got the chance to kind of stay heads down but you know our venture team was able to kinda like hey you need to talk that these people you know we weren't getting it on our own shiny objects but we were kind of purposely being directed to kind of folks that we should be talking to which was m i think with the best of both worlds well you know what's interesting as you we're going to get into the sea c overall in a minute what's interesting is many of the characteristics you just explained are um the characteristic set it requires for somebody who's leading this customer experience effort now you're you're leading it into a company where you built it and moulded it but a lot of people the these these characteristics these qualities you've just named are the survival characteristics right the ability to press through the dark time be person per persevere focus stay optimistic and really find a way to over and over again push restart and find a new you know i always say this work is like being a chameleon you've got to restate the same thing five hundred different ways until it clicked for people sometimes right right absolutely i mean.

"I mean it's what we've seen time and time again is people are pretty forgiving and at the end of the day they just want to be put back together again you know what i'd love to know is over the course of these many years walk us through some of the highs and lows if you don't mind from inoperational standpoint because you've got a very empathetical listening crowd out here who are also kind of pushing the rock up the hill on a regular basis yeah i mean for me it was it could be a long time to realize even might be willing to call my thump an entrepreneur i mean people at me you know to the day if i would start another business an i my answer is always now eight is really really hard as hard in many ways some of the darkest periods of the of the business where the early days i mean there is nothing lonelier than starting a business and you know your your successes are those mall right i i used to measure by you know my consumer sales in one right who's like i pulled one a day you know and i was like that was a great day i mean it was a sad day when i thought none uh you know and it's just hard to get up day in and day out and kinda keep trudging that process but uh you know but what i you know what i did discover was you know one one trait that i do have a lot of its perseverance and and you know kind of it we knew all we're hindsight is always 2020 and looking back on that you know that perseverance is probably the skills that the aid to find me is not for noor and be got through during those times you know it was just one of those i'd made a commitment that i was going to do this you know first it was like i was going to do this for at least a year and then you know and then i was like i'm gonna do this for this period of time it was that commitment to.

"I mean that was the revised most interested in this world business rawls like i mean we are about listening to your customers and we're not above it um and so you know it was when can companies we got a lot of companies early on that would complain about their the reviews they were getting from consumers and you are in our perspective it's like you know this is part of this is part of being in business i mean the thing that's different today is that you can as a cuts as a company you can actually listen in your customers we're talking about you before you just couldn't see it it was like out of sight out of mine so at least now you can hear it and do something about it and make improvements to your business um and but one of the things they'd acidlike well we don't get a voice here and so we introduce largest companies and service companies weren't getting a voice and you're like well you know what that makes sense so you know we actually introduce early on the ability for companies to respond to review it didn't change the review in any way but it gave him a chance to give their side of the story and it was very fair to them they appreciated the opportunity to be able to articulate what they were what their side of the story but it was also good for the consumers because it allowed them to see more than just that can be a single consumers point of view you know 'cause it and many times i i tell people all the time now those are the those are the review i love to read the most right or the ones that were things didn't quite go right because there's no guarantee in life that everything goes perfectly you know what you really want to know is house the company going to behave with don't go right because that really differentiate.

"Right did you come back right after business school i did yeah i did i did you know in you know for me when i decide what i when i think about what i want to do it's really about him i learning new things and in do i am i inspired by the people i'm gonna work with and you know you know bill it put together a little team that they continued to fit all of those needs in my book so i came back to the company in 2000 um as the chief marketing officer uh and you know at that point we were in the midst of opening a number of markets uh you know we've got to ramp from our one market a year to several uh until one day we you know some two thousand five i think it was we realized uh the biggest expense in our business up into that point had been opening in the suspense opening markets is really that local marketing expense to get the word out about angie's list and uh in two thousand and fiber we realize i was getting ready to by mp are actually in about thirty different cities and talking to build like gap going to be you know could be over a million dollars to buy that and and he was like cash maybe we should look to see if we could buy it nationally so i went checked on it turned out that i could buy it nationally in it ended up being about twenty percent cheaper than what i was going to buy and went back and told of a good news are going to you know can be cheaper and he's like but you probably get more stations and i was like oh right yeah we're get seven and so then all of a sudden it was a race you know once we can justify the marketing ban nationally with just thirty markets that it was a.

"Who is good news not when it came to home improvement and air theory back then with columbus ohio was the fiftieth biggest come uh uh city in the country and so it's hard to find contractors in columbus it was hard to find him in any city bigger than that so that was our plan starting columbus enroll it out to other cities across the country that were big how did you the two of you kind of divide the the work who did what nn how did you start building the business so the first few years i worked on build a network of the business fulltime until about three years then so the first few years i was uh you know cooking bottle in many ways i was taking phone calls i is selling advertising i was opening market the whole like so the first few years we opened about a city uh uh uh a city a year we ended up buying unified neighbors the year after we started in columbus uh and we built this up we it was all around building up local um marketing for the business so we became good local marketers uh advertising the daily paper a weekly paper's npr you name it uh and so we build it citybycity through an indianapolis than cleveland then we went to charlotte north carolina uh and then after we were in a few years the board was like hey we might have something actually it might work here to build up a management decided to do a ceo search and they went to bill who was working at a venture capital firm at the time it was like hey bill is your idea why don't you would you consider coming on fulltime and uh and he agreed you know his dream was always to be an operator anyway so it was a great opportunity uh and at that point i actually went off and decided to go to business school uh you know i experienced a ton and was pretty honestly burnedout with the business and decided needed a break and off to business school i went so we kind of passed in the hallway handed the keys to one another at off i went to school and then but then you must have come back at some point.

"It's there it's really kind of how many jobs are they winning how are they closing you know they would look but they would rather have you know kind of 10 calls that lead to seven jobs than a hundred calls that lead to seven job i mean they don't have the time in the energy for that you know it because for them that deciding do i work on this job or do i go bit out this leader do i have dinner with my family tonight you know so helping them be as efficient and in in in running their business possible is incredibly valuable to them and i think them get good customers that want to come back to them so thank you for that i i wanted to kind of context that before we move into a little bit about your you're moving into this she customer officer role because this is really intriguing immune you're you're you're on like a lot of our other guests where they're going into the role from another zx role or whatever you helped business build this business through an acquisition your what what occurred to um to kind of facilitate the movement to your current role so you as the as putting together the new company as the two brands were coming together we are looking for you know there there was no opportunity for kind of how how best what i fit in that new management team and and if you think about it you know a lot of the things that i was doing even as a chief marketing officer kind of in the in the last two years have been more about customer experience than than marketing 101 uh so uh home advisor had a great chief marketing officer and so made absolute sense to give her those rains and really to focus on the customer experience because that was a void that the the neither business had dedicated resource to uh and you know to really help us to think about how we continue to win uh and and and garner the loyalty of both the consumers in the search for actors it just struck us as an opportunity for the brands.
